It happens. Then, if we ATO it and attempt to return a suspected compromised account, the thief has the ability to reset the password. It's rarely their own email account - that's usually stolen too.

The truth is, enabling 2FA isn't as easy as it sounds. It's going to be a complex process to do without disrupting a ton of tools and causing some madness. We're certainly looking at it.

With that said, though, it's unlikely that it's the silver bullet that people think it is. The reality is, those people who have weak passwords are also unlikely to use 2FA. The ones who are likely to turn it on are the folks who are already security conscious, so I'm not convinced it's going to make a huge difference, though I certainly support the concept, once we are sure we can do it right.

Very soon, I hope. We have chewed solidly into the backlog and new mail should be getting responses fairly quickly right now. I'm still understaffed for the number of new tickets that we get per day, but some changes to the ticket handling processes will help a tremendous amount with that.

My new team members are already demonstrating significant value for our investment in them (and that's a payback for your patience).

All told, I expect that - pending unforeseen crisis (Which is now all but guaranteed since I said that) we should see response times and service levels returning to reasonable within the next week to two weeks.

While you're right that it's low priority, we've not intentionally dropped anything of which I am aware. In this case, our hopes and aspirations for maintaining minimum service levels here were not realized. We're taking corrective action, and I believe a couple of folks spent some time on this today. My apologies for shorting this one. We'll try to do better.

These are really interesting. I've seen similar arguments made in the past. My challenge in application of this or similar has a couple of components: first, team size. We're small, but we're scrappy! Second, these folks aren't dedicated agents, who plow through tickets all day. Each of them also has huge OTHER pieces of work that they are doing, and they are balancing and juggling as best they can. I've never seen a model that accepted that well.

That's on my dream/wish list. :-) We're doing some early design work, but no guarantees about functionality or even its eventual existence. We're very early stages with this.

I'm spending a tremendous amount of my time thinking about how to reorganize how we work to assure that we minimize the possibility of backlog in the future. I had a meeting about that today, and I've got another on Monday. And of course, we will continue to staff for it, and do everything we can to get the fresh meat like myself lucky new team members up to speed and productive quickly.

I hear the question. I know it's A Thing. I have no concrete plans, because I'm not even sure I know where we keep the concrete in the office yet. I've done no study of SRS in the nearly 72 hours I've been on the job, beyond the most cursory of glances, and that's not the way I like to operate. Before I could even begin to think about action, I need to understand the problem and think it through from a holistic and comprehensive perspective. There are some pretty cool things on the horizon, and I hope that I can influence some of them to give us some new tools in the toolkit that we can bring to bear on problematic communities (again, I'm not saying SRS is or is not problematic. Havne't studied, remember, and my team hasn't quite taken to staffing me 24/7 to keep me offline and away from answering questions, so I don't have anyone here who can give me the type of in-depth briefing I'd need.)

So I guess here's my concrete plan: to figure out whether I need a concrete plan, and if so, to get one. But it's far too early for me to speculate about things like that. I don't have the breadth of knowledge that's needed to make intelligent choices around those issues yet.

Yes. We've got five new folks in orientation right now, and they're going to be thrown at the backlog just as soon as they've figured out where the bathrooms are and how to use the toolset. I've also pledged to jump in and help out, as soon as my team trusts me to not accidentally take the site offline or something. There's little that's worse than a new boss trying to be helpful who ends up making problems worse.

With that said, the backlog is unacceptable, and we're all committed to getting it under control. A lot of these problems were outside of the sphere of influence of the folks who have to answer the messages, so please go easy on the team... they didn't cause the problem, but they're sure working hard to fix it. If you wish to aim pitchforks at anyone, I'm here. That's my job. But any actual pitchfork DEPLOYMENT will slow things down, because it results in one fewer warm body answering the mail. :)
